We crossed 1,000 customer screen recordings analysed across our own support stack. A few field notes worth sharing.

First: customers almost never do what they say they did. Not out of dishonesty — memory just compresses. The recording shows three extra clicks, a page refresh and a browser extension nobody mentioned. That gap is where most “cannot reproduce” tickets are born.
Second: the issue the customer reports is rarely the first thing that went wrong. In more than a third of sessions, the visible error was downstream of an earlier silent failure. You only catch that pattern when you can see the whole sequence, not the final screenshot.
Third, and most counterintuitive: recordings increase customer trust. People feel taken seriously when they can show instead of justify. Our CSAT on recorded tickets runs consistently above the rest of the queue.
Support is not a writing exercise. It is an observation discipline.
